NICE, a leading provider of contact center as a service (CCaaS) solutions, today announced its new branding. The company has rebranded to NiCE, and one of the many factors driving this rebranding is emphasizing ‘intelligence’ (a hallmark of AI) in customer conversations, with ‘i’ marked in lower caps to stand out.

During an exclusive analyst meeting, the company’s leadership team also announced that the new brand will emphasize the human touch.

The emphasis on human touch is noteworthy because the company wants to reposition itself from being a leading CCaaS provider to an AI company under the leadership of new CEO, Scott Russell. Given that shift, the reference and emphasis on human touch are particularly important. As AI is rapidly adopted, many business leaders primarily consider it a tool to eliminate employees across business departments, where existing activities handled by humans are transitioned to AI agents.

The reality, of course, is much different for most business leaders who have now implemented AI capabilities and fine-tuned them to drive return on investment. While AI is suited to executing repetitive tasks efficiently and cost-effectively, it also provides decent code and content generation capabilities. However, hallucination challenges remain an Achilles’ heel of AI. To minimize and address hallucination issues, companies now need humans to spend time reviewing AI-generated content and workflows.

This requirement, in turn, shifts labor costs from employees executing tasks to overseeing machines executing tasks, much like what happened in factories during the earlier days of the Industrial Revolution. There is also the potential for operational costs to address the business impact of AI hallucinations. One popular example is Air Canada being required to pay customers damages due to hallucinations, in addition to the effect on the company’s brand from widespread coverage of the event.

So, while NiCE empowers business leaders with automation, generative AI, and agentic AI to execute customer experience processes, it also seems to recognize and leverage the human side of AI. That focus is about empowering employees with AI capabilities at the right time to help them do their jobs more effectively.

As the pace of business change accelerates, with employees expected to do more with even less, AI-proficient employees will become more crucial for companies to minimize the risk of hallucinations and achieve their goals, whether these objectives are improving customer satisfaction, reducing handling times, or growing company revenue.

Also: How much energy does AI really use? The answer is surprising – and a little complicated

As NiCE charts its way to repositioning its brand as an AI company, it’s critical for company leadership to define and then share its unique segment of AI. Many technology providers are positioning themselves as AI companies, with some focusing on cybersecurity, human capital management, accounting, customer service, sales, marketing, and more.

As the company uses its new brand to position itself as an AI company, it’ll be important to provide current and prospective technology buyers with a clear understanding of its AI specialty (strengths, legacy, and roadmap). Given the company’s focus on expanding from CCaaS to being an AI company, it wouldn’t be surprising to see NiCE pick up its momentum for acquisitions in adjacent spaces, including back-office, sales effectiveness, marketing effectiveness, retail, and e-commerce, all of which are closely tied to its broader customer experience (CX) platform and would be a natural fit for a CX-first AI company.
